The present dissertation aims to explore the phenomenon of brand betrayal among Generation Z by studying behavioural and attitudinal consequences, namely brand avoidance, vindictive negative word of mouth, brand hate and forgiveness, and investigating the role of brand love level and personality traits in the process. In order to study these effects, a mixed methodology was carried out, with the collection of qualitative data via four focus groups, and quantitative data through an online survey that counted with 342 participants. The quantitative data was consequently analysed using statistical significance testing and partial least squares structural equation modelling (PLS-SEM). The results show that brand avoidance, vindictive negative word of mouth and brand hate have a strong relationship with perceived brand betrayal, while higher levels of betrayal perception undermine forgiveness. Signs of both “Love is Blind” vs “Love Becomes Hate” effects were discovered in the study, indicating that brand love leads to higher levels of forgiveness, at the same time that increases perceived betrayal, which can then lead to higher levels of brand hate. Regarding personality traits, it was discovered that extroversion increases the impact of perceived betrayal, as well as negatively moderating the relationship between perceived brand betrayal and brand avoidance. Conscientiousness and agreeableness seem to be linked with lower levels of brand hate, and individuals with higher extraversion and neuroticism tend to show higher levels of forgiveness, as well as individuals with lower conscientiousness, agreeableness and openness to experience, contributing with renovated academic knowledge on this topic.
